Escalation Rules in ServiceNow HRSD

Posted on 7 Nov 2020 · 1 min read

In almost any HR Service Delivery (HRSD) project, you get asked: How can I escalate HR cases?

If you're new to HRSD, you might think of this in terms of SLAs or priority levels. But in HRSD, escalation doesn't mean the same thing.

What Does Escalation Mean in HRSD?

In HRSD, escalation is the process of assigning HR cases to HR agents with the appropriate skills.

It is not about urgency or SLA breach — it's about routing work to the right person based on the nature of the case.

How Escalation Rules Work

Escalation Rules define conditions under which an HR case should be re-assigned to a different HR agent or group. You configure them based on:

  • The HR Service or COE (Centre of Excellence) involved
  • Attributes of the case, such as the subject person's location, department, or role
  • The skills or specialisation required to resolve the case

When an HR case meets the escalation rule conditions, the system automatically re-assigns it to the appropriate HR agent or assignment group.

Why This Design Makes Sense

HR cases often involve sensitive personal information. Rather than having a generic queue, HRSD's escalation model ensures that cases land with agents who have both the authority and the skill to handle them. This protects confidentiality and improves case resolution time.

If you are configuring HRSD for a client, having a clear escalation matrix designed upfront — before you configure a single escalation rule — will save you significant rework later.
